The Digital Guest Economy
Revenue Management has made hotels highly effective at pricing rooms and managing demand. That discipline remains the foundation. Once a stay is booked, however, another commercial opportunity begins.
Guests still need to decide where to dine, which experiences to book, whether to upgrade and when to return. Many of those decisions happen before they reach reception. If you wait for a conversation on property, the useful moment may already have passed.
This is the subject of our new white paper, The Digital Guest Economy, the second publication in The Total Guest Value Series. It builds on Paper 1’s case for managing value beyond the room and examines how digital interactions make that broader commercial approach workable.
The services remain physical. What changes is how guests discover them, assess their relevance, check availability and complete a booking. A spa treatment can be reserved before arrival. An activity can respond to the weather and available capacity. Late checkout can be offered when departure plans are clearer.
The paper explores three connected revenue pools: room upgrades and paid flexibility; dining, wellness, activities and destination services; and the longer-term value of loyalty, return visits and direct rebooking. Digital access gives you more opportunities to present these services while the guest’s decision is still open.
But more messages do not automatically create more value. An offer needs to be relevant, easy to act on and possible for your team to fulfil. Personalisation works when timing, guest context and operational availability come together.
The harder challenge is organisational. Marketing, Revenue Management, Operations and individual outlets each manage part of the relationship. Without shared visibility and clear ownership, useful guest signals remain disconnected. The paper calls this the Guest Value Gap: an opportunity the hotel can see in fragments but cannot consistently coordinate around.
To close that gap, the paper sets out six phases: make the opportunity visible, choose where to act, assign ownership, govern relevance, manage the relationship and learn before scaling. You can begin with one decision, such as an upgrade, a spa booking or a return stay, and review both the commercial result and the guest experience.
The next question is therefore how well your digital journey helps guests discover and buy the value you already offer—and how clearly you manage the outcomes.
